Every growing MSP reaches the same decision: keep building your own service desk, or bring in white-label staff who work under your brand. Neither is always right. Here is how to weigh them.
What in-house gives you
Full control over hiring and culture, staff who sit close to your senior engineers, and knowledge that lives inside your business. The cost is time: recruiting, training and managing people takes attention that could go to clients, and a vacancy leaves a hole in your coverage.
What white-label gives you
Capacity you can add or reduce without a hiring cycle, coverage outside your local working hours, and a partner who is responsible for recruiting, training and replacing people. The cost is the effort of onboarding the partner properly, because they can only be as good as the runbooks and standards you give them.
Questions to ask yourself
- Is the constraint hours, headcount or skills? White-label suits hours and headcount well.
- Is the work documented? If not, document it first, whichever route you choose.
- How quickly do you need capacity? Hiring can take months, while a white-label seat can be live in weeks.
- How sensitive is the work, and how well are access controls in place?
A common middle path
Many MSPs keep senior engineers and client-facing roles in-house and use white-label staff for first-line tickets, after-hours cover and overflow. That keeps quality and relationships close while removing the load that burns out your own team.
How to protect quality
- Insist on documented onboarding and a shadowing period.
- Agree response targets and how they are reported.
- Have a named team leader responsible for the desk.
- Agree what happens if someone is not the right fit.
